The Impact of Digital Transformation on Service Quality and Customer Loyalty in Business Organizations
Abstract
Digital transformation has increasingly reshaped how business organizations design, deliver, and manage services, while simultaneously influencing customer evaluations and long-term relationships. This study aims to critically analyze the impact of digital transformation on service quality and customer loyalty in business organizations through a synthesis of relevant scientific literature, with particular attention to the relationship between digital transformation, service quality improvement, and customer loyalty. The study employed a qualitative library research design by systematically reviewing and thematically synthesizing 35 scholarly publications addressing digital transformation, organizational capabilities, digital service quality, customer experience, customer satisfaction, trust, perceived value, and customer loyalty. The findings indicate that digital transformation is not merely a technological adoption process but a multidimensional organizational and strategic transformation that can strengthen customer-facing capabilities and service processes. The synthesis further identifies service quality as a critical link between digital transformation and customer loyalty, particularly through improvements in service accessibility, responsiveness, reliability, convenience, personalization, and digital interaction. Customer satisfaction, trust, perceived value, and customer experience emerge as important mechanisms associated with the development of loyalty. Overall, the study concludes that digital transformation can contribute to stronger customer loyalty when technological capabilities are effectively integrated with organizational processes and customer-oriented service quality. The study provides an integrated conceptual perspective for understanding how digital transformation translates into customer-related outcomes.
